In this context, OGCo identified a strategic need for consolidation. The key drivers - Cost to Serve, Customer Experience (CX), and the harmonization of disparate processes across service hubs underscored the urgency of this initiative.
Strategic Assessment and Planning
Our collaboration with OGCo represented a critical phase in the project. Assessment of OGCo's contact centers across six countries was done to develop a cohesive operational blueprint. The use of Service Capability and Performance (SCP) Standards for assessment facilitated a comprehensive understanding of existing gaps. This meticulous planning phase laid the groundwork for a transformative consolidation strategy.
Operational Excellence Through Consolidation
Central to the project’s execution was the Customer Service Operating Model (CSOM), designed to standardize operations and enhance service delivery. The multifaceted implementation process spans the global audits to the operationalization of the CSOM across Malaysia and Manila.
The strategic consolidation road map, encompassing migration, recruitment, and training, underscores our commitment to operational excellence and the realization of a global customer experience model.
Achieving Measurable Success
The project's success is quantified by its impressive outcomes - operational KPI improvements, a significant reduction in attrition rates, cost savings, and a remarkable 98% customer satisfaction score.
